Akamai Technologies (Formerly Guardicore) – Cambridge, MA

Technical Support Engineer – March 2021 – November 2022

Part of the North America/Latin America Support Team for Akamai’s Microsegementation product (formerly known as Guardicore Centra). In November 2021, Guardicore was acquired by Akamai Technologies. 

During the course of my duties as a Technical Support Engineer, these were some of the tasks and accomplishments I have performed.

  • Performed triage of support tickets and provided first responses for these requests based on the client’s SLA and ticket severity. Assigned tickets to support engineers based on experience level and best availability.
  • Performed troubleshooting of many aspects of the microsegmentation solution for medium to large-sized clients. Communicated with the clients via our ticketing system (Zendesk) and teleconferencing for live troubleshooting sessions and scheduled client meetings (Zoom and WebEx), as well as instant messaging for certain clients (Slack).
  • Troubleshot the following technologies: Agents (Windows and Linux), Aggregators, Management Infra (Nginx, Nomad, Datadog, Grafana, Docker, etc.), Management Application Services (Elasticsearch, RabbitMQ, MongoDB, etc.), Policy Creation and Optimization, Honeypots (Windows and Linux deception via RDP/SSH/HTTP), Policy Mismatching, and other issues related to microsegmentation solution.
  • Was assigned on-call on assigned evenings and weekends to perform around-the-clock support and ensure the stability of our client’s SaaS environments which host their management nodes, aggregators, and deception servers.
  • Coordinated with Escalation Support Engineer/Team Lead for guidance and escalation on more complex issues, Customer Success Managers to coordinate client status and major client issues, Professional Services to support complex issues during the policy implementation process, and Sales to answer any inquiries regarding the product or to support complex issues during the POC or post-sales process. Escalated to management and executives as necessary to fulfill the client’s demands and expectations.
  • Wrote internal and client-facing documentation to aid internal teams and clients in using the product and performing troubleshooting steps and tasks for any minor or major issues.
  • Escalated to Research and Development Engineering teams on any GC bugs or issues that require changes in behavior or design of the product. Worked with Engineering teams to implement any necessary hotfixes and other improvements to apply to client SaaS/On-Premise affected by any issues raised to the respective teams.
  • Trained internal teams on how to use and troubleshoot new features implemented by the Product and R&D teams for new versions of the microsegmentation solution. 
  • Performed dedicated support for a large food manufacturing client during their policy implementation phase, coordinating with the assigned Professional Services Engineer and stakeholders of their microsegmentation from the client-side as well as any vendors that the client coordinates with.

Secureworks – Providence, RI

Analyst – Network Systems Management – December 2019 – March 2021

  • Provided exceptional client service during the administration and troubleshooting of firewall devices, such as upgrading/patching, VPNs (site-to-site, remote access), routing, rule adds/changes, object-oriented changes (objects and object groups), ISP changes, UTM features, logging, and other concepts relevant to firewalls
  • Managed client environments using the following platforms: Cisco ASA, Cisco FTD, Check Point, Palo Alto, SonicWall, FortiGate, Juniper SRX
  • Performed live troubleshooting utilizing syslog and packet capture analysis
  • Assigned to an area of responsibility based on when clients schedule changes and troubleshooting to the Firewall Device Management ticket queue
  • Fielded inbound phone calls placed to the Security Operations Center regarding managed firewall services and calls to other departments within the SOC, transferred calls to appropriate department when necessary, created new tickets requested by clients when necessary, referenced existing tickets from clients and fulfilled clients’ request when necessary
